Pull up last month's support inbox and sort by subject line. If you run a small business anywhere in Metro Vancouver, you'll probably find that half of what came in was the same handful of questions. Where are you located. What are your hours. Did my order ship yet. Can I reschedule. Do you take Interac.

None of that needs a person. It needs an answer, quickly, at 9pm on a Sunday when the office is dark.

What deflection actually means

Deflection is a number, not a vibe. It's the count of conversations resolved without a human divided by total conversations. If 800 people contacted you last month and a bot closed 400 of them without anyone stepping in, that's 50 percent deflection.

The word "closed" is doing real work there. A bot that shrugs and says "let me connect you with an agent" hasn't deflected anything. It added a step and annoyed someone. Real AI customer support either answers with confidence or hands off instantly, with the whole conversation attached so your rep never makes the customer repeat themselves.

Start with your own tickets, not a generic bot

Most FAQ bots fail because somebody wrote 20 canned answers from imagination. The ones that work get built backward, from data you already have.

Export six months of tickets. Group them by what the person actually wanted. You'll usually find that 12 to 20 question types cover the bulk of your volume, and the long tail is genuinely varied stuff that should reach a human anyway. Those 12 to 20 are your build list. Everything else can wait.

Then feed the bot your real source material: help docs, past replies your best rep wrote, the return policy, pricing, service area. A model grounded in your own text answers in your own voice and stops inventing things, because it's quoting you.

What a good build looks like

  • Confidence thresholds. If the bot isn't sure, it escalates. Silence beats a wrong answer about your refund policy.
  • Live data, not static text. Order status, appointment slots, and balances get pulled in real time. "Did my order ship" is one of the most common tickets in retail and it's fully automatable.
  • A visible escape hatch. Every reply offers a human. People calm down when they can see the exit.
  • Logging on every conversation. You need to see what got asked, what got answered, and what got escalated, or you're flying blind.
  • A weekly review. Fifteen minutes reading the escalations tells you exactly which answer to add next.

The part nobody talks about

Deflection isn't only about volume. It changes what your team does all day.

A rep who spends the morning typing "we're open 9 to 5, Monday to Friday" forty times is a rep who's too fried to handle the one customer who's actually upset. Take the repetitive half away and the remaining tickets get better answers, faster. Response times on the hard tickets often drop even though nobody was hired.

Watch the wrong metrics and you'll fool yourself, though. Track resolution rate and customer satisfaction on the conversations the bot handled, not just how many it touched. A bot with 90 percent deflection and angry customers is worse than one at 45 percent that people actually like.

What it takes to get running

For a typical shop in Burnaby or Vancouver doing a few hundred tickets a month, this is a two to three week project, not a six month one. Week one is ticket analysis and gathering content. Week two is the build and internal testing. Week three you run it in shadow mode, where the bot drafts answers your team approves before they send, so you see the accuracy before your customers do.

After that it goes live and keeps improving. The escalation log tells you what to fix next. Most builds pick up another 10 to 15 points of deflection over the first couple of months just from that feedback loop.
